Customer Service Software Statistics 2026

This page collects figures on the software and practices behind customer service: how many support teams use AI, help desks and chatbots, what they spend and get back, how customers feel about bots and human agents, which channels they prefer, how fast teams respond and resolve issues, and what is happening to the customer service workforce. It draws on Gartner and Forrester research, surveys run by service software vendors that publish their sample and dates (Salesforce, Zendesk, Five9, Twilio, Verint, Freshworks, SurveyMonkey), benchmark studies from SQM Group and Customer Care Measurement & Consulting, the American Customer Satisfaction Index, Pew Research Center, Eurostat, the U.S. Bureau of Labor Statistics, the Consumer Financial Protection Bureau and an NBER study. Most figures describe 2025 and 2026 in the U.S. or in global samples; a few older points are labeled with their year.

Quick answer

AI is now standard in customer service software: 92% of organizations have implemented or piloted AI in service (Five9, 2026) and service teams estimate AI already handles 30% of cases, a share they expect to reach 50% by 2027 (Salesforce). Customers are less convinced: only 7% used a chatbot in their latest service interaction and 87% say access to a human agent is essential when companies use generative AI (Gartner, 2026). Speed is the main lever, with 78% of customers putting the fastest resolution ahead of their preferred channel (Verint, 2026).

What the figures show

Adoption is no longer the question. Five9 found that 92% of organizations in the U.S., U.K. and Germany have implemented or piloted AI in customer service, and service professionals surveyed by Salesforce estimate that AI already handles 30% of cases. Gartner reports that service and support leaders put a median 12% of their 2025 budget into AI, more than any other business function it assessed, and 91% feel pressure from executives to implement it. Broader business data put this in context: Eurostat counts 20.0% of EU enterprises with 10 or more employees using any AI in 2025, so heavy use in service departments sits on top of a still modest base across the economy.

Returns and customer acceptance lag behind spending. Only 24% of service leaders in Gartner's 2026 research could show positive financial returns across their AI use cases. On the customer side, Gartner found that 49% would have been willing to use a chatbot but only 7% actually used one in their latest service interaction, and only 27% would try a chatbot again after a bad experience. Twilio shows the gap from both ends: 90% of business leaders think customers are satisfied with conversational AI, while 59% of consumers say they are.

The human option remains a requirement rather than a nice extra. Gartner reports that 87% of customers see access to a human agent as essential when companies use generative AI, Twilio finds that 78% want to be able to switch from an AI agent to a person, and Five9 finds that 83% of consumers still have to repeat themselves at least sometimes after a transfer. Yet customers are pragmatic: Verint finds 69% would switch to automated service if it fully resolved their issue, and 72% of Twilio's respondents would pick an AI agent if it were guaranteed to be faster. Speed and resolution, not the channel itself, drive satisfaction.

Service quality overall is under strain. The American Customer Satisfaction Index fell to 76.7 in the first quarter of 2026 while complaints rose 16%, and Customer Care Measurement & Consulting finds 77% of U.S. customers had a product or service problem in the past year, with only 40% of complainants fully satisfied with the outcome. For the workforce, BLS projects a 5% decline in customer service representative jobs from 2025 to 2035, but Gartner finds only 20% of service leaders have cut agent staffing because of AI so far, and 85% are adding tasks to agent roles instead.

Common questions

How many companies use AI in customer service?
Most service organizations now use or test it. Five9 found that 92% of organizations in the U.S., U.K. and Germany had implemented or piloted AI in customer service in 2026, and service professionals surveyed by Salesforce estimate AI handles 30% of cases today and will handle 50% by 2027. Across all EU businesses, Eurostat counts 20.0% using any AI in 2025.
Do customers want to use chatbots for customer service?
Fewer than vendors hope. Gartner's 2026 survey found 49% of customers would have used a chatbot if offered, but only 7% actually did in their latest service interaction, and only 27% would try again after a bad experience. Twilio found 59% of consumers satisfied with conversational AI, compared with 90% of business leaders who believe customers are satisfied.
Do customers still want to talk to a human agent?
Yes, as a guaranteed option. Gartner reports that 87% of customers say access to a human agent is essential when companies use generative AI, and 78% of consumers in Twilio's research want to be able to switch from an AI agent to a person. Verint finds 61% prefer a human, though 69% would accept automated service if it fully resolved their issue.
What is the preferred customer service channel?
It depends on age. Five9's 2026 survey found phone is still the most preferred channel overall, picked by 66% of the Silent Generation and 47% of Baby Boomers but only 23% of Gen Z. Verint found 73% of U.S. consumers prefer digital channels over phone, and 78% would trade their preferred channel for the fastest resolution.
How fast do top support teams respond?
Freshworks' 2025 benchmark found top performing teams average first responses under 20 seconds on messaging channels. It also reported ticket resolution averaging 36 hours at companies without AI assistance against 32 minutes at companies using AI extensively. Zendesk found 74% of consumers now expect support around the clock.
Is AI replacing customer service agents?
Not quickly so far. Gartner found only 20% of service leaders had cut agent staffing because of AI, while 85% are adding tasks to agent roles. The Bureau of Labor Statistics projects a 5% decline in customer service representative jobs from 2025 to 2035, from about 2.7 million jobs, with about 289,500 openings a year still expected.

How we picked these figures

We chose figures from analyst firms (Gartner, Forrester), surveys published by the customer service software vendors that ran them and that state their sample and dates (Salesforce, Zendesk, Five9, Twilio, Verint, Freshworks, SurveyMonkey), benchmark studies (SQM Group, Customer Care Measurement & Consulting), the American Customer Satisfaction Index, Pew Research Center, Eurostat, the U.S. Bureau of Labor Statistics, the Consumer Financial Protection Bureau and an NBER working paper. Each figure links to its source and quotes the sentence that contains it. Vendor surveys tend to sample organizations and consumers who already use digital service tools, and some vendors have an interest in AI adoption, so treat their shares as upper bounds rather than market wide rates. Samples differ in country, size and wording: Gartner, Twilio and Zendesk survey global or multi-country samples, Verint, Pew, ACSI and Customer Care Measurement & Consulting cover the U.S., and Five9 covers the U.S., U.K. and Germany. Salesforce case shares are estimates by service staff, Forrester and Gartner forecasts are predictions, and Freshworks speed figures compare top performers with others. The CFPB and NBER figures are older and are labeled with their years. Each quote is copied from the original publisher and fetched again by a script to confirm it still appears there.
